Six things that are harder on a phone call

Every one of these is why a voice system needs a different design from a chatbot, and why the same script fails when it is spoken.

The last row is the one that decides where voice should not be used at all. Somebody upset, frightened or angry needs a person, and they need one immediately — a calm synthetic voice responding to distress is worse than a ringing phone. Detecting that and getting out of the way is a feature, and it should be built before anything else the system does.

Say what it is in the first sentence

It costs nothing and it changes the whole call. “This is an automated assistant, I can take your details and get somebody to call you back, or put you through now” sets an expectation the system can actually meet. The caller stops testing it, stops being irritated by the pretence, and either uses it or asks for a person — both of which are fine outcomes. What is not fine is a system that insists it is a human until the caller loses patience.

Given that, the useful scope is narrow and genuinely valuable: capture. A name, a number, a postcode read back to confirm it, and a sentence about what they want. That turns a missed call into a callback request with everything needed, and it works at three in the morning and on a Sunday. Most of the value in voice for small businesses is exactly this and nothing more elaborate.

Anything beyond capture needs a real check on whether it is worth it. Booking an appointment by voice is possible and is more fragile than the same thing on a website, because a misheard date is a wasted slot and a wasted journey. Where the caller could reasonably use a link instead, offering to text one is usually better than persisting through the call.

And a hard rule on distress. Somebody upset needs a person immediately, and the system should detect it and route rather than continue politely. Where recording happens it is disclosed at the start — we name no requirement here because it is the right thing to do regardless of what any rule says.
